The Role
Real Time and Dialler Support at SO ENERGY
Reporting into our Head of Resourcing 👋, we’re looking for a talented Real Time and Dialler Support to join the team.
Owning Real Time and Dialler Management, you will be responsible for monitoring and managing the real-time performance of the contact centre, with a particular focus on the dialler system to maximise efficiency and productivity. This role involves closely monitoring call volumes, CCA availability and dialler effectiveness in real-time, making necessary adjustments to meet operational targets. You will work closely with the Resource Management team and Customer Operations team to optimize efficiency, enhance customer satisfaction and manage cost to serve.
What you’ll be getting up to:
Real-time Monitoring
- Continuously monitor live contact centre metrics, including call volumes, service levels, agent adherence, queue status and dialler performance.
- Identify and address any variances in real-time performance metrics such as call spikes, system challenges or dialler under performance.
Dialler management
- Optimise dialler settings and strategies in real-time to ensure maximum contact rates and minimal downtime.
- Monitor dialler performance metrics, including connection rates, drop rates and agent availability
- Ensure comprehensive understanding of the dialler file
- Adjust dialler campaigns based on real-time data to achieve desired outcomes, such as meeting service levels or maximising debt recovery opportunities.
- Working with 3rd parties to flex resource and their dialler capacity every day
Intraday Management
- Make real-time adjustments to schedules, including reallocating staff, authorizing overtime or adjusting breaks to maintain service levels.
- Co-ordinate with Team Leaders and OSPs to manage call queues, chat sessions and email volumes efficiently.
- Real time adjustment to 3rd party schedules, and feedback to refine on a daily basis
Reporting and Analysis
- Generate and distribute real-time performance and dialler effectiveness reports to relevant stakeholders.
- Analyse performance data to identify trends, issues and areas for improvement particularly regarding dialler optimization.
- Provide recommendations for optimizing workforce management and dialler strategies.
- Weekly management of 3rd party resource and reviewing of their hours vs contracted
Incident Management
- Respond to unplanned events, such as system outages or unexpected increases in call volume, by implementing contingency plans and communicating with relevant teams.
- Liaise with IT and other support teams to resolve technical issues affecting real-time performance and dialler functionality.
Communication and Co-ordination
- Serve as the primary contact for real-time operational updates, ensuring that all stakeholders are informed of current performance and dialler adjustments.
- Collaborate with the Resource Management team to ensure that forecasts, schedules and dialler strategies are aligned with real-time data.
- Management of WFM tools at your disposal for maximizing agent productivity
Continuous Improvement
- Contribute to the development of best practices for real-time management and dialler optimisation within the contact centre.
- Identify opportunities to improve cost to serve through use of dialler
- Participate in post-incident reviews and strategy sessions to enhance future performance and dialler efficiency.
